Case 05
Scaling Customer Success Through Digital Engagement and Human Support
A scaled support and success model that gave low-touch accounts a clear path to help — digital resources, support agents, and shared Associate CSM coverage.

The challenge
Low-touch accounts needed ongoing guidance and reliable support without a dedicated Customer Success Manager. The challenge was to provide a clear path to help, support product adoption, and make personalized assistance available when needed.
What I built
I developed a scaled support and success model that combined three layers of service:
Digital success space
A central destination where customers could access guidance, learning resources, and relevant product information.
Self-service and support
Customers could find answers independently or connect with a support agent when they needed help resolving an issue.
Shared Associate CSM coverage
An Associate CSM managed a portfolio of accounts through limited, targeted touchpoints and stepped in when customers needed additional success guidance.
How the experience worked
A customer could begin in the digital success space, use self-service resources to move forward, and contact support if they encountered a problem. When the need extended beyond issue resolution into adoption or ongoing guidance, an Associate CSM could provide additional assistance. This connected support and customer success into one service model, with human involvement based on the customer’s needs.
My leadership contribution
I shaped the coverage model and clarified how digital resources, support agents, and Associate CSMs worked together. My focus was on balancing efficient account coverage with a customer experience that remained accessible and personal.
The value
The model gave low-touch accounts access to success resources and human assistance without requiring a dedicated CSM for every account. It created a foundation for scaling coverage while preserving a path to personalized help.
My guiding principle
Low-touch should still mean supported. Customers should know where to go, how to get help, and who can step in when they need more.
